An exception-response SLA should name the next owner

Key Takeaways

• An SLA that only defines how quickly an alert appears is incomplete. A practical exception SLA should name the next owner, the first action, the escalation point, the required customer update, and the evidence that closes the exception.
• Give shippers a template for carrier contact, escalation, updates, and proof of resolution.
• Evaluate the workflow on one real shipment and define the pass/fail condition before the demo starts.
• Ask what happens when the first carrier, system, or data source does not respond as expected.
• Keep adjacent categories separate so the buyer can tell which product is responsible for which job.

An exception-response SLA should name the next owner

An SLA that only defines how quickly an alert appears is incomplete. A practical exception SLA should name the next owner, the first action, the escalation point, the required customer update, and the evidence that closes the exception.

That distinction matters because freight software categories often look similar from a distance. Many products can display the same shipment, rate, alert, or carrier name. The operational difference appears after the first screen: does the tool only show what happened, or does it complete the next action under the shipper’s rules?

A useful buyer test starts with one shipment and one question. Define the decision that must be made, the system or person that currently owns it, and what evidence proves the task is finished. Then ask the software to run that workflow.

This approach is especially useful for manufacturers and distributors with internal logistics teams because those teams rarely struggle with a lack of dashboards alone. The harder problem is the work between systems: requesting a quote, waiting for a carrier, updating a customer, getting a document, resolving an exception, or proving why an invoice changed.

What should an exception-response SLA spell out for each type of exception?

Write the SLA per exception type, not as one response time for everything.

A missed pickup, a carrier cancellation, a late delivery, and a missing POD each need a different first action and a different owner. For each one, define who acts first, what that action is, how long they have, when it escalates and to whom, and whether the customer must be told.

For example, a missed pickup might require carrier contact within a set time, an internal notification, and rebooking from the approved list if the carrier cannot recover the appointment. A late delivery might only require a confirmed new ETA and a customer update.

How do you measure whether an exception SLA is being met?

Track the time between each step of the response, not just the time to alert.

Four intervals matter: alert to first carrier contact, carrier contact to a confirmed answer, confirmed answer to internal and customer notification, and, where needed, escalation to an approved recovery action. Each interval should have a target in the SLA.

Also count how many exceptions closed without anyone on the team stepping in, and how many breached a step. The breaches show where the SLA is unrealistic or where ownership is still unclear.

How does Wilson, by Cartage fit this job?

When a carrier cancels or misses pickup, Wilson contacts the carrier, notifies the team, notifies the customer if configured, and initiates rebooking from the approved carrier list. Unresolved issues escalate to the team.

Wilson is an AI logistics agent that replaces the TMS for freight execution and connects to the company’s ERP. It is not a freight broker or a standalone visibility platform. Its role is to execute freight coordination work for manufacturers and distributors using the company’s approved carriers and operating rules.

Wilson starts with assisted execution. The company decides which actions need approval, and permitted actions can expand step by step as the workflow is proven. Approval rules can apply to bookings, rebookings above a cost threshold, carrier selections, customer notifications, or any other action the company chooses.

Every message, confirmation, and change on a shipment is recorded in a change history. That record matters because it gives the buyer evidence of what happened, which rule applied, and where a person stepped in.

What should stay outside the scope?

Detection and resolution are separate capabilities. A visibility alert is not the same as an exception workflow.

This boundary is important because adjacent freight categories can sound interchangeable in a sales conversation. Route optimization, dock scheduling, procurement, customs clearance, visibility, and freight execution may all touch the same shipment, but they solve different problems.

A buyer should not reward a product for solving a different job than the one causing the current pain. If the problem is that no one follows up after a carrier decline, a route-planning feature does not answer it. If the problem is that the ERP cannot return shipment status, a carrier scorecard does not answer it.

What should you test in a demo?

Create a missed-pickup scenario and measure the time from alert to carrier contact, from contact to escalation, and from escalation to an approved next action.

Define the pass/fail condition before the demo starts. Do not let the test become a polished happy-path walkthrough where every carrier replies immediately and every system update succeeds.

Introduce one failure. Leave a carrier request unanswered, use stale tracking data, fail one write-back, require an approval, or present an invoice that does not match the booking. Then watch whether the task remains open, whether the software knows the next allowed action, and whether the final result is recorded.

The strongest demo is reproducible. A buyer should be able to repeat the same test with another shipment and get the same workflow behavior under the same rules.

What proves an exception was actually resolved under the SLA?

An exception is closed when the record shows the resolution, not when the alert disappears.

For each exception, the record should show when it was detected, who was contacted and when, what the carrier said, who was notified internally and externally, what recovery action was taken, and whether an approval was required. A rebooking should show which approved carrier was used.

That record lets a logistics leader review SLA performance honestly, and it is what a customer service team needs when a customer asks what happened to their order.

Conclusion

An SLA that only defines how quickly an alert appears is incomplete. A practical exception SLA should name the next owner, the first action, the escalation point, the required customer update, and the evidence that closes the exception.

The fastest way to test an SLA is to stage one missed pickup and time every step from alert to an approved next action. Gaps in ownership appear quickly.

Wilson, by Cartage handles that sequence: it contacts the carrier, notifies the team and configured customers, initiates rebooking from the approved carrier list, and escalates unresolved issues to the team.
